Customization was the problem, not the solution

Challenge

The client had built a strong reputation as a technology-enabled partner to pharmaceutical and biotechnology manufacturers, serving more than 80 of them across specialty therapy programs. Their platforms were designed to cover the end-to-end patient journey, from initiation through adherence. But as the business grew, so did the cost and complexity of running it.

The underlying problem was structural. Each implementation had been treated as a custom engagement. Processes were not standardized. The platform lacked true configurability. And without a repeatable model, teams had no consistent way to retain best practices or transfer knowledge from one program to the next. Role ambiguity made delivery harder. Implementation standardization replaced the custom-first approach. Reusable components, configurable products, CI/CD automation, and defect remediation accelerators were introduced. We retained best practices and applied systematically across successive rollouts rather than rediscovered with each new engagement. A POD-based delivery model, managed through technical program managers, tied execution to SLA and KPI outcomes.

Support and sustenance engineering addressed platform resiliency. Faster incident resolution, repeatable ticket handling automation, and structured change request management kept existing programs running without interruption while new ones were launched in parallel.

Delivery enablement was achieved through plug-and-play componentization, packaged features, and DevOps-led optimization of testing and deployment.
